Understanding what standard metrics cannot reveal

Behavioral Analysis

An analysis of how guests form assessments of value as the experience unfolds, designed to identify precisely where intended value fails to translate into the guest experience, why, and where intervention should be directed.

Each question receives a distinct research design combining field research with behavioral protocols and, when required, test groups, eye-tracking, facial coding or EDA/GSR.

In premium hospitality, high operating standards alone do not ensure that guests will recognise the full value of the experience.

Perceptions of value are shaped by rapid, largely implicit processes within the guest, which they often cannot recognise or articulate reliably in a survey, review or conversation.

Operational oversight shows what was delivered. Behavioral Analysis examines what occurred within the guest and how an assessment of value emerged from it.

Formation of Value Judgements

We analyse the guest experience as a sequence of interdependent judgements. The experience of one moment changes how the guest evaluates the next.

The analysis traces the relationship between what the guest expected, what they registered during the stay and the meaning they assigned to it. Within this process, micro-decisions emerge that gradually shape the overall evaluation of the stay and subsequent behaviour.

The Analytical Structure of Experience

The analysis connects the guest’s expectations, the actual course of the experience and the meaning the guest assigns to it. Conventional metrics generally record these elements separately, although perceptions of value are shaped by the relationship between them.

What the guest expects

Expectations establish the reference frame against which guests evaluate everything that follows. We analyse how that frame is formed and the moments in which it changes.

What actually happens

We observe how the experience unfolds across the physical environment, staff communication and the pace of the stay, and which signals the guest registers in the process.

How the guest interprets it

The same execution does not necessarily produce the same experience. We analyse the meaning a guest assigns to an individual event and how it changes the evaluation of what follows.

Identifying Misalignment

We compare the property’s intent, the actual course of the experience and the meaning the guest assigns to it.

An element of high quality may remain insufficiently recognised. An investment may produce less impact than expected, while a seemingly minor detail may assume a disproportionate role in the overall experience.

The analysis locates the misalignment, explains the mechanism that produces it and determines its relative significance within the experience. It also identifies the elements that reliably carry perceived value and why their effect should be preserved.

Evidence Architecture

Research is conducted in the real context of the stay. Existing guest experience and business data are connected with field evidence, while the scope and combination of methods are determined by the type of evidence required for a reliable conclusion.

Each key finding is established by connecting observed behaviour, the context of the stay, available data and the way the guest interprets the experience.

Each conclusion is considered against alternative explanations, its position within the experience as a whole and the strength of the evidence supporting it.

Research Framework

The Management Deliverable

The outcome of Behavioral Analysis is the HUME Behavioral Experience Master Dossier, a comprehensive body of property-specific analytical documentation created for management decision-making.

The Dossier is structured as a system of interrelated analytical reports covering the full logic through which the guest experience takes shape, from the initial frame of reference to what the guest remembers and the decisions they make. Findings, evidence and mechanisms are integrated into a single diagnostic whole, with clearly established relationships and relative significance within the experience.

At the centre of the Dossier’s synthesis is the Diagnostic Priority Matrix, which establishes a hierarchy of findings and sets priorities for intervention and further decision-making.

The completed Dossier culminates in a dedicated executive briefing with management and an in-depth discussion of the full analytical picture, the interdependence of findings and the decisions arising from it.

HUME Priority Inquiry™

A behavioral analysis of one precisely defined question within the guest experience.

Within a deliberately narrower scope, it applies the same evidence architecture to identify where value is lost, which mechanism produces the misalignment and where intervention should be directed.
